Writing a return and refund policy for a Pakistani online store (with a template)

What buyers need your return policy to answer, how to set each rule for what you sell, where to show it, and a plain-English template to fill in.

Plenty of small online stores in Pakistan have no return policy at all, or have one borrowed from a big brand's website — thirty days, free returns — that nobody intends to honour. Both end the same way: a buyer wants to send something back, nobody knows the rules, and the rules get made up in a WhatsApp argument.

A clear policy settles most of those arguments before they start. This guide covers what buyers actually want to know, how to decide each rule for the kind of thing you sell, how Cash on Delivery changes refunds, where the policy needs to appear, and a plain-English template you can fill in.

Why a clear policy is worth an hour of your time

  • It ends arguments early. A rule the buyer could read before ordering is far easier to hold than one you announce afterwards.
  • It reassures first-time buyers. Someone weighing up a store they have never heard of wants to know they won't be stuck with a mistake.
  • It cuts messages. "Can I return this?" gets answered once, on a page, instead of every day in your inbox.
  • It discourages whim orders. A policy that says exchanges are for size, not a change of heart, quietly filters the order placed on impulse.
  • It helps with payments. Card gateways commonly look for one before approving a store, and a published policy is part of your evidence if a card payment is disputed; see accepting card payments.

What buyers actually want to know

A good policy answers these, in plain words:

  • Can I return this, or only exchange it?
  • How many days do I have, and counted from when?
  • What condition does it have to be in?
  • Who pays to send it back?
  • How do I start a return, and who do I message?
  • How will I get my money back, and how long will it take?
  • I paid cash on delivery, so how does a refund reach me?
  • Can I swap for a different size or colour instead?
  • What if it arrives damaged, or it's the wrong item?
  • What can't be returned at all?

Count days from delivery, not from the order date. A buyer can't judge a product they haven't received, and a courier delay shouldn't eat into their window.

Set each rule for what you sell

There is no single right policy. The right one depends on what tends to go wrong with your product and whether you can resell it once it comes back.

Clothing. Size is the problem you are designing for, so make exchanges for size the easy path and full refunds the narrower one: unworn, unwashed, tags attached. Stitched-to-measure or altered pieces can't be resold, so exclude them, and unstitched fabric is returnable only uncut. Decide whether sale items can be exchanged but not refunded, and say so. Electronics. Faulty on arrival should mean a replacement or a refund, reported within a short window, such as two days, with a short video of the fault. Accept change-of-mind returns only while the box is sealed, or not at all; either is fair if you say which. Keep your return window separate from any manufacturer's warranty, and say who handles warranty claims. Before dispatch, record a few seconds of video showing the item working and its serial number, which settles "it arrived broken" in both directions.

Food and perishables. No returns, for obvious reasons, but replace or refund anything that arrives damaged, spoiled or wrong, reported the same day with a photo. Decide in advance what you do when a courier delay spoils a parcel; the buyer didn't cause that either.

Custom-made and personalised items. Nobody else can use a mug with someone's name on it, so no returns once production starts, unless the mistake was yours. Take the details in writing, get the design approved before you begin, and if you take an advance, say whether it is refundable.

Everything else. Beauty and personal-care products are sensibly returnable only while sealed. Digital downloads can reasonably be non-refundable once downloaded, as long as you replace a file that doesn't work; see selling digital products. Cash on Delivery changes the refund question

Two things are different when most of your orders are COD.

A refusal isn't a return. A buyer who refuses the parcel at the door never paid, so there is nothing to refund, but you paid delivery both ways. A policy can't stop that happening, but it can say what follows: for example, that you may ask for delivery charges in advance on future orders from buyers who refuse without a reason. Keep it measured. It exists for repeat refusers, not for the buyer who was out when the rider came, and confirming orders before dispatch does more than any clause; see how to reduce COD returns.

A refund needs somewhere to go. A buyer who paid cash has no card to refund to, so the money goes back by bank transfer or mobile wallet. Say so in the policy, say you will ask only for the account title and number, and say you will never ask for a PIN, a password or a one-time code. That sentence protects your buyers from anyone pretending to be you.

Decide, too, whether buyers may open the parcel before paying the rider, and check whether your courier allows it at all. For card and wallet payments the refund goes back through your gateway, and how long it then takes to reach the buyer depends on their bank, so promise the date you send it, not the date it arrives.

Where to show it

A policy nobody sees before buying doesn't prevent anything. Put it in four places:

  1. The product page: one line near the price, specific to that product, such as "Free size exchange within 7 days" or "Faulty on arrival? Replaced free."
  2. Checkout: a link near the button that places the order, where your platform allows it.
  3. Order messages: a link in the confirmation email or WhatsApp message, so the buyer has it when something goes wrong.
  4. A full page linked from your footer, which is where anyone reviewing your store, a gateway included, will expect to find it.

When a return request arrives, reply with the relevant line of the policy quoted, so the conversation starts from the rule rather than from a negotiation.

A template you can adapt

This is a practical starting point, not legal advice. Consumer rules vary with where you and your buyers are and with what you sell, so if you sell expensive goods or you are unsure whether a clause is fair, have a lawyer read your final version.

Copy the text below onto your returns page. In each set of square brackets keep one option and delete the rest, then cut any clause that doesn't apply to what you sell.

Returns and refunds at [store name]

If something you ordered isn't right, here is exactly what we can do. Every time limit below counts from the day your order is delivered.

Changed your mind? You can return [most items / unused items / items from these categories] within [7 / 14] days. Items must be [unused, unwashed, with tags attached and in the original packaging]. [You pay for return delivery. / We arrange collection at no cost to you.] Once we receive and check the item, we refund its price. [The original delivery charge is not refunded.]

Wrong size? We'll exchange [unworn and unwashed] items for another size [once, free of charge / if you cover delivery both ways] within [7] days, while stock lasts. If your size has sold out, we'll [refund you / help you choose something else].

Damaged, faulty or the wrong item? Tell us within [48 hours] of delivery on [WhatsApp number] or [email address], with a photo or a short video. We'll [replace it / refund it in full], including delivery, and arrange the return at our cost.

What we can't take back:

  • [Stitched, altered or made-to-measure clothing]
  • [Unstitched fabric that has been cut or washed]
  • [Opened beauty and personal-care products]
  • [Food and other perishables, unless they arrive damaged or spoiled]
  • [Personalised or made-to-order items, unless we made a mistake]
  • [Digital downloads once downloaded, unless the file doesn't work]
  • [Sale items, which can be exchanged but not refunded]

How to start a return. Message us on [WhatsApp number] or email [email address] with your order number and what you'd like to return. We'll reply within [one working day] with where to send it. Please don't send anything back until we've confirmed.

How you'll get your money back. We send your refund within [3 / 5 / 7] working days of receiving the item. If you paid by card or wallet, it goes back [to the same card or wallet / by bank transfer], and how long it then takes to show depends on your bank. If you paid cash on delivery, we'll send it by [bank transfer / EasyPaisa] and ask you only for the account title and number. We will never ask for your PIN, your password or a one-time code.

Cash on Delivery orders. Please place a COD order only if you, or someone you trust, will be there to receive it. [If a parcel is refused without a reason, we may ask for delivery charges in advance on future orders.] [You're welcome to check the parcel in front of the rider before paying. / Please check your parcel as soon as it arrives and tell us about any problem within the time given above.]

Cancelling an order. You can cancel free of charge until we dispatch your order. Once it is with the courier, it is treated as a return.

Two rules when you edit it. Promise only what you will still do in your busiest week of the year. And keep the product-page lines, the returns page and what you say on WhatsApp saying the same thing, because the version a buyer quotes back to you will be the most generous one they found.

The short version

  • A clear policy settles return arguments before they start and reassures first-time buyers.
